Soft Skills Scenario
Alexis is one of two front-desk medical assistants at the Eye Institute of Allegheny County,
where four board-certified ophthalmologists practice. Her primary responsibilities include
scheduling, greeting patients, verifying patient insurance coverage, and using computer-based
scheduling software. Although Alexis understands the need to represent the institute in a
professional manner, she sometimes finds it difficult to do so.
Today begins as most Mondays do with the constant ringing of phones as patients call in to
request appointments, confirm appointment times, or cancel appointments. To make matters
worse, the first call Alexis answers is from the other assistant scheduled to work the front desk.
He has the flu and won’t be in today. "Great," thinks Alexis, "Now I’m stuck doing the work of
two people for the rest of the day."
Just then four patients arrive for their morning appointments. Mrs. Parisi, an 82-year-old who is
somewhat hard of hearing, approaches the desk and loudly announces that she has an 8:30
a.m. appointment with Dr. Cassidy. When Alexis checks the schedule, she finds no such
appointment. "You must be mistaken," she says, "You don’t have an appointment today."
"What?" Mrs. Parisi asks, "I can’t hear you. Speak up!" When Alexis repeats her statement, Mrs.
Parisi says, "Oh, but I do have an appointment. Check the schedule again!" After rechecking the
schedule, Alexis looks up and says, "You do have an appointment, Mrs. Parisi, but it is for next
Monday–not today." Mrs. Parisi becomes argumentative and in a shrill voice says, "You are
wrong! My appointment is for today. I know I’m right. I plan to stand right here until I see Dr.
Cassidy!" Alexis frowns and sighs aloud. She sees that two other patients have joined the line,
and everyone is getting upset with the wait. And the phones keep ringing and ringing.
